Most negative reviews cannot be removed, but every one of them can be answered. A good reply does not change the reviewer's star rating, yet it changes how everyone else reads the complaint. For a customer comparing two clinics or two restaurants in Singapore, a calm and specific reply is often the deciding factor.

This guide sets out the principles of a good reply, gives adaptable templates for F&B, clinics, property agents and e-commerce sellers, lists what never to write, and explains the PDPA points to keep in mind when you reply in public.

The Principles of a Good Reply

Remember who the reply is really for. The reviewer has already made up their mind. The people who matter are the future customers reading the exchange months later. Write for them.

    • Reply promptly. Within a day or two is ideal. A reply weeks later looks like an afterthought.
    • Thank the reviewer, even when it is hard. It shows you take feedback seriously.
    • Be specific. Mention the issue raised so the reply does not read like a copied template.
    • Explain briefly what you have done or will do, without making excuses.
    • Move the conversation offline by inviting them to contact a named person or channel.
    • Keep it short. Three to five sentences is usually enough.
    • Sign off with a name or role, which makes the reply feel human.

Do not reply while you are angry. Draft the reply, leave it for an hour and ask a colleague to read it before posting.

    Templates for F&B

Restaurants, cafés and hawker businesses see the highest volume of reviews on Google, TripAdvisor and Facebook. Complaints usually cover waiting times, food quality, service charges or staff attitude.

    Slow service or long wait

"Thank you for visiting us, and we are sorry you waited so long for your food on Saturday evening. We were short staffed that night, which is no excuse, and we have since added a second person in the kitchen for weekend dinners. If you would like to give us another try, please ask for me when you come in. [Name], Manager"

    Food quality

"Thank you for letting us know the laksa was not up to standard. That is not what we want anyone to experience. We have shared your feedback with our chef and reviewed how the dish is prepared during busy hours. Please contact us at our listed number so we can make it right. [Name]"

    Service charge or pricing complaint

"Thank you for your feedback. Our menu shows prices before service charge and GST, and we understand this can be confusing. We are updating our menus to show this more clearly. We appreciate you raising it. [Name]"

    Templates for Clinics

Clinics need the most care of all, because a reply must never confirm that the reviewer is a patient, or mention any treatment or medical detail. See the PDPA section below and our guide on reputation management for clinics and F&B.

General complaint about waiting or front desk

"Thank you for taking the time to share your feedback. We are sorry to hear your experience with us fell short. We take comments about waiting times and our front desk seriously and review them with the team. We would welcome the chance to discuss this privately. Please contact our clinic manager at our listed number. [Clinic name]"

    Complaint about treatment outcome

"Thank you for your review. We are unable to discuss any individual's care in a public forum, as we have a duty to protect patient confidentiality. We would like to understand your concerns, and invite you to contact our clinic manager directly so we can look into this properly. [Clinic name]"

    Templates for Property Agents

Reviews for property agents often relate to responsiveness, commission disputes or a transaction that fell through. Keep replies factual and avoid discussing the deal itself in public.

    Poor communication

"Thank you for your feedback. I am sorry you felt you were not kept updated during your search. Clear communication matters to me, and I now send every client a weekly update. I would be glad to talk this through directly. Please reach me through my listed contact. [Agent name], [Agency]"

    Dispute about a transaction

"Thank you for your review. I am not able to discuss the details of any transaction publicly, out of respect for everyone involved. I would like to resolve your concerns and have reached out to you directly. [Agent name]"

    Templates for E-commerce

Online sellers get reviews on Google, Facebook, Carousell and marketplaces. Most complaints concern delivery, product condition or refunds.

    Late delivery

"Thank you for your patience, and we are sorry your order arrived later than expected. We have raised this with our courier and now send tracking updates at each stage. If there is anything still outstanding with your order, please message our customer service team and we will sort it out. [Brand] team"

    Faulty or wrong item

"We are sorry the item was not what you expected. Please send us a message with your order number so we can arrange an exchange or refund in line with our returns policy. Thank you for letting us know. [Brand] team"

    What Not to Write

Some replies do more damage than the original review. Avoid:

    • Arguing about facts in public, or calling the reviewer a liar.
    • Sarcasm, jokes at the reviewer's expense or capital letters.
    • Revealing personal details, what they bought, when they came in or who they were with.
    • Threatening legal action in the reply. If a review is defamatory, speak to a lawyer privately. Our guide on online defamation in Singapore explains the options.
    • Offering refunds, vouchers or gifts in public in exchange for changing the review.
    • Copying the same reply under every review, which readers notice immediately.

If you believe a review is fake, you can say so politely without accusing anyone: "We have no record of a visit matching this description. If you did visit us, please contact us so we can look into it." Then report it to Google under the appropriate policy.

    PDPA Points When Replying

The Personal Data Protection Act governs how organisations in Singapore collect, use and disclose personal data. A public review reply is a disclosure to anyone on the internet, so it needs care. This is general information, not legal advice.

    • Do not confirm that a person is or was your customer or patient unless they have clearly made that public themselves, and even then disclose nothing beyond what they wrote.
    • Never mention order numbers, appointment dates, treatment, account balances, addresses or phone numbers.
    • Do not use information from your internal records to contradict the reviewer in public.
    • Take detailed discussions to a private channel, such as a phone call or direct message.
    • Make sure staff who reply to reviews understand these rules, and keep a short approved guideline they can follow.

The Personal Data Protection Commission has taken action against organisations for disclosing personal data carelessly. A short, general reply keeps you on the right side of the rules.

    Building a Simple Reply Process

For businesses with regular reviews, a simple process saves time and avoids mistakes. Decide who replies, how quickly, who checks sensitive replies, and when a review is escalated to management or reported to Google. Keep a small library of approved opening and closing lines that staff adapt to each review.

If you would rather hand this over, our review management service handles replies, reporting and review generation, with every sensitive reply checked before it goes out.

    FAQ

    Frequently Asked Questions

Should I reply to every review?

Replying to all negative reviews and a good share of positive ones is best practice. It shows you are attentive and gives readers a sense of how you treat customers.

Does replying improve my Google ranking?

Google says that responding to reviews shows you value customers. Replies do not guarantee a higher position, but an active, well managed profile tends to perform better with customers.

Can I edit a reply after posting?

Yes. You can edit or delete your own reply from your Business Profile at any time.

What if the reviewer replies again angrily?

Do not get drawn into a public exchange. One calm reply is enough. Repeat your invitation to talk privately if needed, and leave it there.
